Key takeaways
  • Good escalation decides, in advance, which conversations always go to a person.
  • The hand-off should be smooth: the customer shouldn’t have to repeat themselves.
  • An assistant that hands off well earns more trust than one that tries to answer everything.

Why escalation is the most important feature

An AI assistant will eventually meet a question it shouldn't answer. A complaint, a request for a discount, an emergency, a sensitive personal situation. What happens next decides whether the customer comes away reassured or frustrated.

Designing that moment, escalation, is the most important part of setting up an assistant.

Topics that should always go to a person

Every business is different, but these are good defaults:

  • Complaints and disputes. Upset customers need a human response.
  • Pricing, discounts and refunds. Anything involving money or exceptions.
  • Urgent or safety-related situations. A burst pipe, a gas smell, an injury.
  • Health questions. For clinics and dental offices, every health question goes to your team. The assistant handles administrative questions only.
  • Personal or sensitive circumstances. Bereavement, financial hardship, legal matters.
  • Anything it isn't sure about. When in doubt, hand it off.

Signals that should trigger a hand-off

Beyond topics, the assistant can watch for signals: a customer asking for a person, repeating the same question, using strong language, or giving an answer it doesn't understand.

  1. 01Customer asks a question
  2. 02Assistant spots a sensitive topic
  3. 03 · A personPassed to the right person with context
  4. 04Customer helped directly

Making the hand-off smooth

A good hand-off feels like being passed to a helpful colleague, not dumped in a queue:

  • Be honest. "That's a great question for our team. I'll pass it to them now."
  • Set expectations. Say when the customer will hear back, and how.
  • Pass the context. Your team should see the whole conversation so the customer doesn't have to start again.
  • Route it to the right person. Billing to the office manager, urgent jobs to whoever is on call.

Review and improve

Look at escalated conversations regularly. Some will show gaps in your approved information that you can fill. Others will confirm that the assistant made exactly the right call by handing off.

Our Knowledge Desk service is designed around escalation first: you choose which topics the assistant never answers on its own.
